Background

The Jerusalem Light Rail introduced an open-boarding system, eliminating direct payment to the driver. However, adapting to the new ticket validation process proved challenging for many passengers, leading to fines, friction with inspectors, and widespread frustration.

This public anger quickly spilled over into the digital sphere. The Light Rail's Facebook and Instagram pages became a focal point for intense online backlash, flooded with complaints and negative sentiment from daily commuters.

The work

Recognizing that cold, corporate replies would only deepen the alienation, Mashrokit Digital developed a new social media strategy alongside the client's in-house team. Instead of responding as a distant entity, we humanized the service by giving the train itself a conversational, empathetic voice.

Navigating this daily social media crisis required a steady, patient approach. We addressed the criticism directly, explaining the rationale behind the validation policies while acknowledging passenger frustration. Every response was crafted to maintain a respectful dialogue, strictly following the client's written policy for comment moderation.

From our work

Ongoing scope

We manage the digital channels and community alongside the client's in-house team, handling hundreds of comments and inquiries weekly. Because Jerusalem is a diverse city, all content and community management operations are fully bilingual in Hebrew and Arabic. This includes everything from routine traffic updates to human-interest stories from the tracks.

What transfers

Public transit agencies introducing new ticketing systems or operational changes often face severe online backlash. This case demonstrates that shifting from a rigid corporate tone to an empathetic, conversational voice can de-escalate digital tension. Implementing a structured, bilingual moderation strategy under clear policy guidelines ensures all demographic groups receive equitable, transparent communication during transitions.

Results & Impact

The decision to give the transit system a human voice marked a turning point in the online conversation. Over time, we observed a significant decrease in negative sentiment across the channels. The conversation shifted from hostile to understanding, highlighted by a noticeable increase in positive interactions and emojis from passengers who appreciated the transparent and accessible communication.
